Response and waiting evidence

Preserve the first real response and explain when the ticket waits for information or resumes work.

Step by step

  1. Record the right event Service Agent

Service Agent distinguishes a Response from a Note before submitting the activity. Retain the message, date and intended visibility against the correct ticket. Internal investigation context should remain identifiable as internal work.

    • Distinguish a response from internal notes
    • Updates Ticket events, Tickets
  2. Preserve the first response Service Agent

The response action processes real response evidence and retains the ticket's first response. Later activity adds to the history. An internal note does not establish the customer response that the operating team is trying to measure.

    • Retain the first-response evidence and operation result
    • Updates Tickets, Ticket events, Operation receipts
  3. Explain waiting work Service Agent

Service Agent records Pause evidence under the agreed service policy when the ticket needs to wait. Keep the reason and recorded pause information available so Service Supervisor can understand the waiting state and its due-date context.

    • Record the pause evidence and waiting context
    • Updates Ticket events, Tickets
  4. Resume attention Service Agent

Service Agent records Resume evidence when the agreed waiting condition ends. Review the event sequence and the ticket's permitted state transition. Stable receipts retain the result of equivalent operations without replacing the earlier first response.

    • Retain the resumption and supported action result
    • Updates Ticket events, Tickets, Operation receipts

Where it usually breaks

And how to keep it from happening.

  • Notes counted as responses. An investigation note can make work look answered even when no real response has been recorded.
  • Unexplained waiting. A Waiting state needs an event history that explains what the team is waiting for.
  • Overwritten history. A later response should not replace the original first-response evidence or obscure the earlier pause sequence.
