What you can do
Separate a recurring issue from an individual incident
A problem record holds a problem statement, root cause, opened time, service, owner and state. It gives the problem owner a place to investigate recurring service issues beyond one incident’s immediate repair. A known error status can tell the service desk that the cause has been identified even while the team is still working toward resolution. The individual incident remains the record of what happened to a particular store or asset.
Technician updates add dated observations to incidents. These updates are linked to an incident and an author. When several stores report similar behavior, the problem owner can review incident updates alongside the service record while maintaining a separate problem statement and root cause. The records support analysis without silently turning a resolved incident into a resolved underlying problem.
How the work is organized
- Root cause. Open a problem against a service, assign its owner and update the statement and cause as investigation progresses.
- Incident account. Add incident updates with a timestamp, author and the observation that the next technician needs.
- Provider trail. Review incoming event receipts by provider, external event ID, time, payload hash and processing state.
What to agree during setup
Agree when repeated incidents warrant a problem record and who owns its investigation. Use the problem states consistently: open for a newly recorded issue, investigating while the cause is being worked, known error after a cause is understood, and resolved after the problem work is complete. Decide what information should go in an incident update so a different technician can use it during a shift handoff.
Integration receipts record received provider events and whether they were applied, rejected or failed. Agree which provider supplies events and who investigates rejected or failed receipts. The external event ID supports deduplication of provider events. Configure the connection and its operational response deliberately; a receipt’s presence alone does not tell the service desk that an incident has been triaged.
Check the handoff on an actual case
Suppose checkout incidents recur on different days. Have technicians record the symptoms and timestamps on each incident. The problem owner opens a problem for the checkout service, describes the recurring failure and investigates the root cause. When a known cause emerges, move the problem to the known error state and keep the individual incident outcomes intact.
Now inspect a provider receipt from the same period. Check its provider, event ID and received time before drawing a connection to the incidents. If its status is rejected or failed, route it to the person responsible for the connection. A retried provider event should be identified by its external event ID rather than counted as a new business event. Keep the root-cause record focused on the actual service issue.
What your team sees
- Active Problems — Open, investigating and known-error records grouped by affected service and owner.
- Provider Receipts Requiring Review — Rejected and failed event receipts for operational follow-up.
